CHAPTER VI
CUSTOMER SATISFACTION
1. Introduction
CHAPTER VI
CUSTOMER SATISFACTION
Banking is a key industry in the service sector and it is indeed the financial
nerve center of the economy. In the competitive environment of the post
liberalization era, financial sector reforms have significantly deregulated the
markets. In a service industry like banking, the quality of customer services holds
primary significance, particularly in the context of sustained business growth. In a
deregulated environment, customer’s expectation keeps rising, as they look for
more convenient and flexible option available to them at competitive rates from
many players operating in the field. This has made the acquisition of customer
patronage a formidable task. Customer is now a new watchword in the Indian
banking scene.
As observed by the Banking Ombudsman for Kerala and Lakshwadeep, V.
Krishnamurthy, the biggest challenge to Indian Banks comes not from trade unions
or foreign banks but from the customers who are demanding more and more.
Shopping for banks was a trend with which the banking industry had to cope with.
Rising expectations from the customers and narrow margins of profit are
challenges before the banking as a whole.
It is against this background, the study “Customer Satisfaction of Banking
Services” was carried out to find the customer satisfaction level on various services
provided by both commercial and co-operative banks. For the purpose of collecting
primary data, a questionnaire was prepared. First a pilot survey was conducted and
accordingly changes were made in the in the original questionnaire and the final
questionnaire was given to 20 customers each, in 12 selected commercial and co-
operative banks, thus making the total questionnaire 240 each in commercial and
co-operative banks. Of the questionnaires received back, only 152 from co-
operative banks and 148 from commercial banks were found to be useful for the
study. The following is an analysis of the primary data:
