Stage 1: Moments that Matter Videos

Note: These video transcriptions are to be used for internal learning purposes only in
conjunction with the viewing of these videos included as part of the Raise the Bar learning

Let me ask you a question. What business are we really in? Ask 100 people that question
and you will get about as many answers.

We’re trusted advisors, we’re auditors, we’re tax professionals, we’re professional skeptics.

We are more industries, services, and specialties than most people care to keep track of.

But are any of these things really our business? I don’t think so.

Because when you boil it all down, we compete in two markets. The market for talent and
the market for clients. And in these markets what we do doesn’t set us apart.

What we do only gets us in the game. It’s how we do it that keeps us there.

Think about it. Our two markets share one thing in common. People. And people don’t just
choose us for the work we do but for the way we work.

The moments when we speak the truth, even if it’s tough. When we step aside to help
someone else step ahead. When we get out of our own shoes, to walk in someone else’s.

It’s what we demonstrate in these moments that matters.

Not only confidence but conviction, candor, compassion. This is what makes us more than
just a firm, more than just an about us page. This belief that any moment could be an
opportunity. A chance to create an extraordinary experience for someone else.

So while we’re in many different businesses, our real business is making moments matter.
Because at the end of the day, that’s what people remember.

To prep for his very first client meeting, Ryan researched for days, made 7 ultra-fancy
charts and graphs and mapped out a precise, to the millisecond agenda. After introducing
himself, Ryan began. He was so nervous he was shaking like a leaf and his mouth was dry
and sticky and making unattractive clicking sounds (gross).

The client interrupted (whistle noise). “Ryan, relax buddy, let’s just have a nice
conversation.”

So Ryan took a deep breath and then he and the client, Dave, discussed the project,
outlined some goals, laid out a timeline. Very productive.

But they also talked a little about hockey. And dogs. Turns out Dave and Ryan both have
Saint Bernard’s. Before they left, Dave even shared his favorite bean dip recipe.

Now, fast forward a couple of months. Ryan is preparing for his first meeting with his
second client. He has done his research but planned on keeping it casual. So, when he
showed up, he started by handing out the bean dip recipe.

The client stared at the recipe and then she looked up at Ryan and said, “Deloitte’s handing
out recipes now? I thought this was a business meeting?”

That’s how Ryan learned that no two clients and no two meetings are alike. And that not
everybody likes bean dip.

A big cable operator planned to upgrade thousands of its set-top boxes just in time for a
major televised college sporting event, I am not allowed to name in this video for legal
reasons.

Deloitte was helping them to plan the upgrade for a region-wide midnight release. After
which, subscribers would wake to find their TV’s magically bestowed with a more user-
friendly channel guide and a load of new features.

A few weeks before the big night though, a guy on the Deloitte team, Rahul, mentioned he
thought the update should be delayed. A little tweak the cable company had made to the
software was giving Rahul nightmares.

Sports fans across the tristate area unable to watch the playoffs because of a little hiccup in
the code. There is no backlash like that of sports fans deprived of their game.

Now a handful of the Deloitte team reluctantly agreed Rahul might be on to something. But
then word went up the chain to the senior partner, who showed up to our next meeting
looking not happy.

“May I ask? Does anyone here think our client ought to miss this very expensive launch
date just because a few sports fans might miss a couple of hours of TV?”

No one said anything. Including Rahul. The senior partner was quiet for a moment. Rahul
relished the feeling of his coworkers not throwing him under the bus. Then the senior
partner turned to walk out of the room.

“Well, whoever’s idea it was to delay the update? Super smart,” he said. “It probably saved
us a bunch of egg on our face there. That would have looked good on a performance
evaluation, too. Oh well.”

I was doomed from the moment my phone buzzed. While the senior partner spoke about
reassessing our goals for the project, I looked down and saw an email from my counselor
asking if we could reschedule our 3 o’clock meeting. So I quickly typed “no problem” and
sent my reply. Innocent enough, right?

But then I noticed a text from my project manager. So I replied to that too.

Then I saw that my friend had just posted a picture of her kitten dressed like a robot. So I
wrote a quick comment on that.

Facebook led to Twitter. Twitter led to Wikipedia. And all of a sudden I was in a whole other
universe. I was looking at my calendar for months in advance, cross-referencing two
doctors’ appointments against industry webinars I wanted to attend. And even made a quick
scrabble play (yes!).

Just as I was about to download a podcast about how modern corporations can learn time
management tactics from carnival-ride operators, I realized the room was silent.

I looked up and saw everybody staring at me. “So,” said the project lead, “does that sound
feasible?”

All I could do was stare back at them. Then after what felt like days, I finally replied, “Have
you guys seen this picture of a kitten dressed as a robot?”
